Whatever happened to............Customer Service?

<Rant mode on>

So I'm with a telephone company in the UK called Pipex Homecall. Their rates are pretty good: for £12.50 monthly I get to make as many national calls day 24/7 without any extra charges. I also get broadband and line rental through the same company. Up until recently the service was great but then I made a mistake: I asked for a new telephone number (getting too many nuisance calls). Here's what happened next:

1. request the number change in November 2005. Repeated phone calls and emails until March of this year and they finally change the number.

2. They apologise for the delay blaming "the system"..........hmmmm, methinks they mean "the humans that operate the system".

3. Our braodband connection goes down three weeks later. I phone them and get told that they need to disconnect the broadband and then reconnect it to the new number? Eh? But surely the line hasn't changed, only the number? Surely it's a simple switcheroo on a computer? Nope! Apparently I have become a whole new customer.

4. More bad news: it will take up to 14 days to reconnect the broadband.

5. More bad news: using their dial-up service costs me money (it didn't before!)

6. More bad news: they haven't invested in the dial-up service so it drops out between 2 and 5 minutes all the time.

7. I start using another ISP which will cost the same phone rate but is more reliable, still on dial-up.

8. More bad news: my phone bill arrives and I've been charged full rate for all my calls! Human error is blamed at Homecall. Can I have my money back? Errr, yes, sort of, we will credit you money on your next bill. Hmmm, not good enough, I want my money back in my hand, not on your system. Sorry, "the system" won't allow us to do that! Hmmm, "that pesky system again"!!

9. Even more bad news: I wasn't being charged when using their dial-up after all: but I was charged when I used the more reliable one!

10. Yet more bad news (and this is a cracker!)......a letter arrives stating "we cannot fulfill your order for Homecall Broadband due to incompatible services on this line. Please phone British Telecom (who own the exchanges and lines in the UK) for help". The letter gives me a BT telephone number that is a year out of date! I phone the correct number. The engineer tests the line and laughs and then says "the incompatible service marked on your line is.............drum roll please..........."Homecall Broadband" sir!"

11. I telephone Homecall and they inform me that (you know what's coming next don't you?) "the system made a mistake and did not remove the broadband marker on your line". Nope, says I, "the system" didn't make a mistake. The mistake was made by a nethandertal muppet who crawled from the primeval swamp and hasn't evolved opposible thumbs and enough brain cells for rational thought

12. As of today I have been told it will take another 30 days before broadband is reconnected.

In the last three days I have made five calls to Pipex Homecall and each time I've asked the "operative" at the other end if they know a Mr Carberry........................they didn't, not one of them knew who he was. I do. I know. In fact I've written to him. He's their boss. The director of customer services no less. Strange how not one employee that I've spoken to in customer services knows his name.
I have a feeling that when my letter lands on his breakfast table (I web searched and found his home address!) they will shortly afterwards be very well acquainted with his name, perhaps even the inside of his office and, with a bit of luck, the inside of a unemployment office

Will I recommend Pipex Homecall as a good telecoms provider? Ha! Ha! Ha! What do you think? </rant mode off>

oooh I feel better now. A bit light-headed, but better. Time to take my medication and settle down a bit..perhaps a nice cup of tea and some web-surfing...............doh!!!!!

I have always wondered about "Customer Service". Stories like yours, along with similar experiences I have had, have confused me on this term.
Well, one day, I overheard a farmer talking about getting a bull to "service" one of his cows. Suddenly, things became crystal clear to me  .

Stan, perhaps you need to call and change some services, at Mr Carberry's residence. You have his name, address, perhaps his number?
Wouldn't it be nice if his phone service was put on hold by his own subordinates.

A few years ago wife and I got some figures and prices on a used van from a local dealership and in the quote the salesman gave us it had a customer service fee of $100.00 in it. We did not get a van from them! Customer service is much like bigfoot it might exist somewhere.

To err is human. When you screw up real bad - blame it on "the system". ;)

Some people, and many companies just don't get it. I know that I make mistakes - lots of them. I don't expect the companies I deal with to be perfect, but when the make a mistake I expect them to admit it and do what they can to make it right. That shouldn't be too hard - but no one wants to admit, "We, or even worse, I, made a mistake." To those that do get it, they are the ones that will get my business, for what it is worth.

Just an example of something I dealt with this week.

Submitted forms for a Medical savings plan refund. They rejected it because they couldnt read it (I faxed it). So I re-faxed it with even more info. The rejected it because they said it had already been paid and referred to the previous submission. IT WAS NEVER PAID, IT WAS REJECTED YOU MORONS!!!!

I am so tired of incompetence.

Ken

Re: Whatever happened to............Customer Service?

In all of this doom and glom I can give you all a happy story.

I was looking to re finance a couple of properties a few years ago, I made an appointment with my "Bank Manager" (a leading high street bank in the UK) to discuss my requirements, when I arrived I was met by a 20 somthing year old girl who proceded to tell me about the products this bank offerd, gave me some application forms and told me to post them to an office 300 miles away when I had filled them in, these forms hit the waste bin before I had left the bank.

The following day a friend recomended me to the Allied Irish bank. I rang them explained my requirements and made an appointment to see the manager. When I arrived I was taken into the managers office, there was no computor on his desk, he listened to my requirements, read my cash flow forcast and approved my re finance on the spot.

2 days latter I had a phone call from the bank to say that the paperwork was ready for my signature, I went into the bank, signed the paperwork and was given a cheque book to the account that the money had been transfered to.

Now thats how things should work.

Needless to say I recomend this bank to everyone.

Homecall isn't owned by NTL is it Stan?

I recently spent 30 minutes on the phone to their 'broadband helpline' trying to convince the call centre in India that I'd already done everything they wanted me to try before they told me there had been a fault with their server for 3 days...

Funnily enough, they charge for ringing the helpline.

Re: Whatever happened to............Customer Service?

Hey guys thanks for the responses and apologies for the delay in replying: I've been night-shift for the last three nights............... :(

Customer service is an oxymoron as far as I can see :D

(Nos, homecall isn't owned or linked to NTL in any way as far as I know but I reckon they both read the same book on how to seriously pee off customers. I left NTL a few years back after exactly the same problems you described!)

Now I must admit I like the idea of affecting Mr Carberry's services quite a bit and will keep that one in reserve for later: thanks for the idea!

That reminds of me of a friend who worked in a very large "colourful" mobile phone company in their credit department. You know the sort of thing where if you don't pay your bills then he would be the guy that disconnects your service. He had access to several good codes that could lock down a number for several days without the ability to over-ride them and clear the bar on the phone (like a punishment code almost!).
He got seriously messed around by the company and found a new job. On his last day the company foolishly allowed him to work as normal............guess who's company directors all found that their cellphones had been barred at precisely five pm on the day he left :D :D :D
